White paper - Beyond silos: Inter-team cohesion for Customer Experience

Preface

This project was completed as part of my Master's in User Experience at ESD Toulouse.

This white paper project explores the crucial impact of inter-team collaboration on the customer experience. Too often, companies operate in silos, creating friction and inconsistencies that harm customer satisfaction. This white paper offers an analysis of this issue and provides concrete solutions to improve fluidity and synergy between teams, by placing UX design at the core of the process.

The findings

My decision to focus on the subject of inter-team cohesion and its impact on the customer experience stems from a recurring observation, both within my internship company, Alteia, and during conferences and discussions with industry professionals.

At Alteia, I was able to closely observe the challenges related to collaboration between different teams (Product, Sales, Success). Despite each member's individual expertise, friction could arise.

These internal observations resonated during my participation in several Flupa conferences. Speakers from various backgrounds regularly discussed the topic of inter-team collaboration, whether in startups, SMEs, or large corporations.

Based on these findings, I realized that fluidity between teams was not just a matter of internal organization but a truly strategic issue for companies aiming to provide an optimal customer experience. User-centric UX design appeared to me as the ideal lever for breaking down organizational silos and creating synergies between different departments.

My goal was to demonstrate that UX design is not limited to interface design but plays an essential role in transforming organizations and creating value for the end user.

Identifying friction points

My analysis of the situation, combining field observations at Alteia, lessons learned from Flupa conferences, and research, identified three main friction points that hinder inter-team fluidity and, consequently, harm the customer experience:

  1. Blurred lines: When internal communication is lacking.

  2. Divergent goals: When teams operate without a clear vision.

  3. Rigid processes: A barrier to agility and innovation.

Proposed solutions

To address these issues, the white paper proposes a set of concrete solutions, both general and specific to UX design principles, to improve inter-team fluidity and optimize the customer experience:

- Work methodologies

- Visualization tools

- Design methods

- Case study

Inbound strategy

To distribute this white paper and reach a relevant professional audience, I implemented an inbound marketing strategy on LinkedIn. This included:

- Precise targeting: Professionals in customer experience, managers, and business leaders.

- Regular publications: Sharing content related to the white paper's themes (internal communication, collaboration, customer experience) to generate interest and leads.

- Dedicated landing page: Creating an attractive landing page on my portfolio to encourage white paper downloads in exchange for visitor contact information.

Results

Following the inbound strategy, the KPIs identified after 4 weeks are as follows:

- ~400 impressions per post

- 30 downloads

- 5 contacts made

- 1 interview

Conclusion

This white paper project allowed me to develop my ability to identify and analyze a complex CX/UX issue, propose concrete solutions, and implement an effective communication strategy. It also enabled me to deepen my understanding of the challenges of inter-team collaboration and the importance of UX design in optimizing the customer experience.

One of the major challenges encountered while completing this project was the complexity of the subject. Inter-team collaboration is a multidimensional field, influenced by numerous human, organizational, and cultural factors.

Despite this complexity, I remain convinced that investing in inter-team collaboration is essential for companies that want to provide an optimal customer experience. By placing the user at the center of the process and fostering communication and synergy between teams, it is possible to create fluid, consistent, and memorable experiences that build customer loyalty and contribute to the company's success.
